An introduction to the Forrester analyst report: How to Capture the Benefits of Microservice Design There has always been a relationship between an application and the platform and services which run it. For a long time, that relationship was very tight and encompassed a lot of areas related to the application design, from the language the application could be written in to administrative behaviors like monitoring and logging, even things like transaction management, frontend UI development, or integration methods. In a sense, the application platform was just another design consideration for the application. A few years ago, as significant changes in platform technology like cloud, containers, and virtual machines started rolling out, the primary emphasis for CTOs and application architects was on how to move to those platforms. The platform choice was a major part of the application. The focus was — one way or another — getting into “the cloud.” There’s been a shift in customers’ pri

Everything changes. We are in a period of significant shifts in companies—even entire industries—demonstrated in rankings, like the Fortune Global 500. For the last century, these periods of volatility have been driven by a combination of technological change and capital expansion.1 There is obvious competition between direct, traditional market segments, but digital disruption also opens up the ability to compete and gain revenue in new areas. For example, a movie streaming service like Netflix also launches a community around the software it created to run its services, or an online retailer like Amazon also innovates with public cloud management. Innovation requires more than a slick customer user interface (UI). There has to be a foundation of technology, processes, and culture that allow an organization to be flexible, to build on its existing knowledge, and to incorporate new ideas. At a strategic level, today’s software is expected to deliver on a multitude of new and different

Omnichannel is one of those words everyone uses, but few use correctly. It’s not another word for multichannel. It’s a different state of existence. In our experience, multichannel is the ability to interact with customers across many different channels, but not necessarily in a cohesive fashion. As new channels become available, they are “bolted on” to existing customer experience infrastructure such as CRM or customer support systems. Too frequently, the management of these channels becomes siloed (web versus in-store sales, for example). The effect of this from the customer experience standpoint can be disjointed and jarring. For example, the resolution of an issue following a customer conversation with an associate in the contact center may not be reflected when the customer goes online or into a store. Yet the ability to offer multichannel service experience is table stakes for today’s business. If you’re not available in the channels where customers want you to be, you cease to b

By the time most customers reach a human employee with a question, chances are they have already researched online or tried to self-serve. This means employee transformation is required to develop more sophisticated employees in the age of automation to solve more advanced customer issues. Because front-line jobs are becoming more complex, employees need to be tactical, technical, and ready to emotionally handle these new types of interactions. Recently, Lamont Exeter, head of Learning & Development at TTEC Digital, teamed up with Tim Duranleau of SAP Litmos in a webinar to discuss ways that companies can combine learning and technology to create more sophisticated employees. Below are some key highlights from the discussion.

One of the most significant areas of opportunity for contact center leaders to cut costs is to leverage customer service bots to deflect calls. But today’s consumers have little patience for conversational bots that can’t understand what they’re saying or don’t know how to provide an accurate answer.

In an age of tech-savvy customers and self-service channels, do companies still need to invest in contact centers and staff to provide support? The answer is, yes. Consumers have been trained to find the information they need on their own online or with their mobile device. But when they do pick up to the phone and reach out to customer service, they expect representatives to solve what are often complex questions. They expect human interactions. This enormous shift in which customer service representatives are perceived as a last resort puts increased pressure on contact center associates who already have the odds stacked against them. The staff must be trained to quickly handle issues that frequently require access to a wide variety of information, but a lack of investment means many associates are often unprepared and lack the right resources to help customers. To change the outcome, customer service representatives need the right training and tools to not only understand the issue,

The most important component for brand relevance and long-term customer relationships is the ability of an organization to deliver captivating experiences that feel personal, every time. Roughly 90% of senior marketers worldwide are implementing personalization strategies…but only 6% rate their strategy as advanced. Winning this race to delivering authentic personalization requires more than a random mix of technology tools. You need a strong web experience foundation that fuels your personalization strategy. Using a variety of digital marketing tools may help you perform specific functions well, but without having them talk to each other, it’s difficult to personalize experiences—which leaves you defaulting to static web pages with generic information. Using the support of a rock-solid web foundation, you can bring uniformity to your digital properties and over just the right experiences to your customers again and again.

There is no way they can handle this task or manage all this data manually, which is why data management platforms (DMPs) rose to prominence. Today, companies are looking to build on this single customer view with a real-time understanding of their audience across every digital channel, marking the next phase on the maturity ramp for DMPs.
